Semiotics and Brand Development

A brand is more than one iconic symbol, it’s a system of interconnected images, actions and signs that create a response in your consumers. While it is often put down to something as simple as logo design (which is anything but simple, in fact), identity and branding work extends beyond the creation of a company logo or trademark. The identity of any particular corporation, product or service encompasses a variety of materials including business cards, marketing materials, staff uniforms, advertisements, commercials, web presence, etc. All of this is created to establish an identity that the consumer comes to value beyond the direct benefits of the company.

A part of establishing the company brand, the identity work is important in conveying the principles, ideas and standards of the organization for which it is developed. Designers work together with strategists, copywriters, marketing directors and a host of other professionals to ensure that a brand identity is communicated effectively and efficiently from the client to the consumer. And in an age of social media and assumed shared interests, the communication is increasingly a multi-faceted conversation.

Most design firms and agencies create branding and identity work for their clients on some level, others specialize in identity and branding only. In any case, brand development involves deep thinking and a commitment to understanding the symbolic interconnectedness of the parties engaged with the brand. This is the art and science of semiotics. But why bother?  There are a number of simple reasons.

Understanding

Semiotics can help you dig into the underlying meanings in communication and establish a richer connection with consumers. On a practical level, a semiotic approach allows you to determine why an ad, a web page or a new product’s design is or isn’t working. It allows you to isolate components, but it also allows you to determine how they work or don’t work in relation to other elements.

Renovation

Over time symbols change and without constant care brands fall apart. A brand can keep making small changes, but ultimately, this process doesn’t work. Eventually you have to strip right back to bare bones and rebuild the brand completely. Semiotics can be used to deconstruct brands and categories, exposing truths that can be used to reconstruct them, and make them stronger.

Articulation

Semiotics can help articulate the problem you actually have, as opposed to the symptom you are trying to address. The approach allows you to move beyond intuition and get to the deeper issues behind what is happening with your brand.

Research

A semiotic approach can help you improve your qualitative work, by helping you redevelop your line of questioning, or listening for different things. Rather than focusing on traditional needs-based questioning and observation, a semiotics approach uncovers deeper issues and subconscious triggers that strengthen the meaning behind the brand.  There is a strong tradition in ethnographic research specifically of employing a semiotic approach.  Both methods are observational and interpretive. Ethnographic research aims to understand what consumers do and why they do it, rather than what they say. In other words, it assumes that human behavior is more complex than what people tell you. Similarly, semiotics assumes that how human beings interact with and understand the world is more than what they tell you.

Briefs

Ultimately, semiotics creates richer, deeper briefs and platforms that creative teams can actually work from. Rather than simply providing data, it provides avenues of expression that the creative team can build upon and use to explore a range of opportunities for communication. It can provide platforms from which to strengthen your communication, be that advertising or design.

Translating culture and opening markets

Success translates well into narrative. Who hasn’t heard those wonderful stories of marketing campaigns gone astray when introduced into a global setting? Remember when Puffs tissue started marketing their tissues in Germany and it didn’t do so well because “Puff” means “brothel” in German?  Or when Bacardi launched a fruit drink named Pavian in France it translated into slang as “chick,” but when they promoted it in Germany the same word meant “Baboon?”

We’ve all heard of these mistakes and we all get a chuckle, but the business ramifications of not doing your cultural homework are tremendous. And this goes well beyond something as superficial as a mistranslation.  We are prone to imposing our way of seeing the world on others, but what we may see in the developed world as universal may be significantly different in developing countries. Culture shapes how we use, interpret and shop for goods and what US shoppers may see as simply, say, buying chicken for dinner may mean much more in another part of the world. In other words, retailers and manufacturers need to understand what matters and why it matters according to different cultural perceptions.

Returning to our example of purchasing chicken at the grocery in the US, take concepts of cleanliness and food safety. As a population that has had easy access to meat for longer than most of us can remember, our concerns revolve around the promotion of “health” as a means of reducing fat in the diet. Increasingly, we make decisions based on the sanitary conditions of the farms where chickens are raised and the ethical treatment of the animals.  We increasingly associate “healthy” with being “green” (another wonderfully loaded and vague word). That has led to a push for reduced packaging as proof of sustainability and healthy living.

Now, take China. In a place where access to meat was – until fairly recently – limited, chicken is associated with status and upward mobility.  In the past, the source of the meat itself was often suspect because you may have purchased it in less than uniform locations.  Consequently, what we would see as excessive packaging is understood differently – the factory setting implies progress, wealth and modernity, which in turn imply good “health.”  Meat is something you want to show off to your friends and family because it is associated with status, which is associated with good health. Add to that the fact that people in much of world (unlike the US) have traditionally seen the chicken as something other than a pure commodity.  Indeed, there are many poems written about chickens (He Crows the Morning by Hsieh Ling-Yun or The Most Noble Fowl by Mohammad Ibn Sina). The result is that if you position chicken in the developing world as you might in the US, as a low-fat, easy to prepare alternative source of protein, it won’t correspond to the local worldview and your brand won’t gain traction.  You will invest a lot of money and may get very little in return. And China is only one example; expand this to the BRIC nations or the Middle East.

Of course, this is only one example, but the idea cuts across all categories. Don’t believe it? Tropicana initially failed when pushing orange juice in South America because it was pushed as a breakfast drink, which in South America it is frequently not – our beloved breakfast icon is something for the afternoon, a treat and a snack.  Papa John’s, on the other hand, is doing wonderfully in Egypt by maintaining it’s “American” mystique while incorporating toppings and product names that reflect local tastes.

Understanding what it means to shop on a global, national and local level is central to developing successful new products, sales channels and marketing campaigns. That means going beyond the product or retail environment and asking bigger questions:

Question: How does shopping convey status and wealth?

Answer: Pabst Blue Ribbon is a premium brand in China and signifies wealth because it has been positioned as a classic American Lager rather than a hipster yard beer. In China, it conveys a sense of worldliness, refinement and cultivated taste.

Question: What cultural norms shape how people interact with you brand and your store? Answer: Victoria’s Secret can’t be promoted in Riyadh or Bangalore the way it is in London.  Attitudes outside the West about sexuality, exposure of the human body and gender roles are radically different, shaping everything from marketing content to store displays.

And this could go on and on.  So what does it mean for marketing your brand in the developing world (in fact, what does it mean for marketing your brand in Alabama vs. LA)? It means that before you decide to launch or even reposition a brand or product around the world you need to spend some time digging and learning why people live the way they do and how your brand can fit into that complex system of practices and beliefs.  It isn’t enough to make sure the language is translated correctly or the color pallet makes sense. You have to come to understand the population the way you understand your neighbor. That’s where you find new opportunities and that’s where you find growth, both in terms of brand equity and the bottom line.

Bricks, Clicks and the “New” Retail Paradigm

Since the emergence of internet shopping, companies have tended to structure their way of thinking about shopping channels in silos that reflect their operations. Shopping behavior is segmented according to the channel and the shopper is relegated to a specific trajectory. Shopping is usually thought of in terms of work – procuring goods, meeting needs, etc.  Shopping is seen first as a function and secondarily as something that serves emotional and social needs. Even as we talk about retail therapy, we revert in marketing to discussions about seemingly rational behavior.  But it isn’t so simple anymore. Unfortunately, with the ubiquity of internet access, be it from a fixed location or via a mobile device, the truth is those lines between the off-line and online experience have become so blurred as to be meaningless.  Rather than individual silos, shopping processes function as part of a complex, adaptive system that is increasingly driven by social interaction and socio-cultural needs, not transactional needs.

If a company is to grow its brand (and thereby its bottom line), it is wise to think about how this system emerges and understand how the act of shopping has fundamentally changed at a deep cultural level. What this means for shopper marketing is that the best retail experiences, those with the highest degrees of loyalty and sales, are those that project a story and invite the shopper into the narrative.

Bricks

Fifty years ago, the retail space was the only real way to interact with customers.  Yes, there was the option of the catalog, but it was, and is, a one-way conversation.  The retail space was more of a transactional space and advertising was simply a list, though cleverly done, of the goods available.  As shopping has become more convenient and the transactional element has been driven into new realms, and the retail spaces and brands that everyone admires have begun to touch shoppers on a more visceral level.

Shopping is about more than getting more stuff.  Brick and mortar shopping as it is practiced today in particular jumps the line between a functional/transactional and social/symbolic experience. Shopping is as much about entertainment, establishing cultural roles and teaching cultural norms (or rebelling against them) as it is about anything else. Often, the decision to enter into one retail space over another is about experiential elements more than it is price or convenience. Because experience is rooted increasingly in dialog between members of social groups (e.g. moms, bicyclists, rockabilly fans, etc.), the retail experience actually begins well before we set foot in the store, in conversations where people congregate.

Clicks

Digital shopping (online or with a mobile device) is highly personal, portable and an increasingly participatory experience. When it first began, the online shopping experience was largely fixed in one location and the interactions, primarily transactional in nature, were almost exclusively between an individual and what a company chose to present to them.  But this process was quickly modified as people began posting product reviews, blogging about their experiences, etc. Even so, the process of investigating a company was largely between an individual and either an institution or an abstract person in an unknown location.  And then social media was born changing the nature of the web and the shopping landscape forever. The highly individual, highly transactional nature of the online shopping experience became subject to the same social and cultural drivers as the brick and mortar experience.

Shopping ahs become as much about structuring peer groups as the transaction. The shopping and the purchase itself represent the groups we interact with and our places/roles in them. Because social media tools help us craft public identity, so do our purchase choices. With the increased use of mobile devices online shopping, and hence social media interaction at the point of shopping, has moved from the individual sitting at his or her kitchen table to a very public dialog. Peer group members (no, Ginger, we didn’t say “demographic” or “segment”) interact with each other and the retail environment simultaneously, creating a shopping experience that can draw literally thousands of people into the conversation from the point of consideration to the point of purchase.

Blenders

Retailers can blend the physical and social experience of brick and mortar shopping with the participatory (read: social network) experience of digital shopping to achieve a greater percent of brand loyalists (which currently and historically sits at 5%) and higher multi-channel revenue streams.

The first step is to examine in a bit more detail why people participate in digital shopping and what it means for the retail experience in its totality.

  • Social network: When shopping is done with others, as a family or with a friend, it is as much about establishing social bonds and being an outing as it is about fulfilling specific needs. It doesn’t matter if the shopping is in a physical location, in virtual space or a blending of the two.  Shopping has replaced the park, the lake, etc. Retail spaces and social media spaces that encourage people to interact both with each other and the brand lead to a greater sense of belonging and reinforce the roles people have adopted for that shopping excursion. For example, placing small sweets throughout a lingerie store (returning to our bra example) increases the sense of romanticism and allows people to “play” to the underlying storyline the shopper and her counterpart are seeking. Add to this the ability to share that experience with others and it becomes more real, more meaningful.  That in turn builds both interest and loyalty amongst your shoppers.
  • Entertainment and gaming: The store is indicative of a stage, a field on which we play games.  The same is true in social media.  People assume roles which they use to create a game-like environment, one-upping others and competing for cultural, psychic and monetary capital. Even without the direct associations with a specific story line a retail space and the social media environment should still conform to some very basic principles.  Namely, escape, fantasy, and inclusion. The total experience speaks to cultural and psychological triggers of enjoyment and participation. People create memories within places if storylines develop and form personal connections. The stronger the connection, the more likely they are to frequent the space and to buy. A good brand needs to be create a shared identity, connecting the company and the shopper by developing clear imagery and displays that create the sense that there is a narrative behind the façade.
  • Rewards as social influence: Rewards and bonuses are about more than getting goods for cheap.  The underlying motivations are largely drawn from the need to attain a sense of mastery that isn’t too far removed from the pleasure our ancestors derived from the hunt.  Not only do you get the good deal, but your sense of self worth and accomplishment is inflated.  Going beyond the need for mastery is the pride derived from demonstrating to the world that you are skilled.  You gain influence and cultural capital.  Add to the mix the element of social media, mobile social media more precisely, and the validation you receive is immediate and more expansive. The entire world shares in your success and you gain a degree of prestige that is tied to the exact moment of shopping, not as an afterthought. The result is that the brand, the store and the online presence become an integrated experience that is far more powerful for the shopper.

The trick for retailers is determining the proper mix of each of these elements to create the ideal shopping experiences for their brand. In the end, retail shopping is becoming more complex. With the increased use of online shopping and the ease of access to a more and more locations, people are making choices based on underlying desires, not just functional needs. Anything a retailer can do to improve the experience is a key differentiator. Differentiate your store and you increase loyalty and sales.

Making Fieldwork Easier and More Productive

Advertisers, marketers and designers have long held the role of creating materials that reflect the lives of customers. Traditionally, this has relied on market research that is gathered in something of a vacuum, or reflects the beliefs and practices of the researcher more than the consumer.  People’s preferences all too often are neatly, if unimaginatively, packaged and handed off to a team tasked with creating new design applications, be the application a new product or a new brand platform.

Quantitative methods such as surveys demographics data provide wonderful snapshots of a large population but give little insight into what matters most to people and why it matters.  Usability tests and affinity diagrams provide information about the acceptability of new design concept and prototype, allowing designers to adapt and alter the message of a brand, campaign or product according to people’s stated preferences (which may or may not reflect their true beliefs).

From the qualitative side, focus groups and group interviews provide more qualitative feedback on product concepts,  messages and, to a lesser extent, explore unmet needs. The problem is that focus groups often reflect exaggerated responses and how important it is for humans to feel clever in front of perfect strangers. Additionally, these methods rely on people’s awareness and descriptive ability away from the context in which they would normally be thinking about a topic. In other words, they make things up, usually subconsciously but sometimes intentionally, in order to give an answer to a question. The result for design is mediocrity at its best and radically failed messaging at its worst.

Direct observation combined with interviewing (ethnography and ethnography-lite) is perhaps a more compelling method of coming to understand what people say, think and do.  It has certainly become a fixture in many organizations in recent years. And from a design standpoint it gives both researchers and designers a richer understanding of the issues, practices, and peculiarities of shoppers and the consumer, providing a more complete picture to work from when developing a brand or campaign. The problem is that while the depth of information uncovered is rich and insightful, it often stops short of any real observational depth that can be crafted into something truly meaningful. Surface-level findings are just that – surface level. If fieldwork is to be genuinely inspiring it needs to dig deep.  And researchers need to begin recognizing that their work is a creative, interpretive process.  That means that we needn’t fixate on getting the “right” answer, but that we get an interpretation of data that provides a “creative” answer.  Doing that means rethinking how we conduct research.  Here are 5 tips to making observational research relevant.

Start a conversation. When entering into fieldwork researchers tend to immediately jump into asking questions. The problem is that the abruptness and intrusiveness of these questions often changes behavior, resulting in semi-meaningful answers. To prevent this, begin with conversation and observation. Yes, that means allowing yourself time to get to know your participants as people. Let questions emerge as activities unfold. The simple fact is that we frequently don’t know what we should really be looking for until we’ve had time to immerse ourselves in the surroundings.  Simply put, relax and take your time rather than buffeting people with questions.

Look for patterns. Behavior does not happen in a vacuum.  People are individual organisms, yes, but they work within a social and cultural framework.  That means that activities and statements are always part of a larger pattern of meaning and practice.  Don’t take statements at face value.  Always look for patterns and connections between what people say, believe, and do.

Record information in their terms. Record what the participant says in their own terms rather than paraphrasing. Word choices, inflection, cadence, and non-verbal cues carry meaning that is lost when we try to simplify.  Facial expressions and body language convey a great deal of information. Simplicity will come out of the analysis – don’t do it when you are gathering information. 

EVERYTHING is data. Seemingly unimportant details are often the pieces that are the most important.  Environment and context have a huge influence on what people say and do.  Therefore, it is crucial when gathering information to include as much as possible in the interpretive process.  It may seem overwhelming, but everything is potential data for the analytical and creative mill.

Relax and embrace a range of perspectives.  Research should not be a list of facts and observations if the goal is to generate insights and innovation.  Research is a creative and interpretive act, no matter how much we may try obscure that fact.  As such, research is most effective when a wide array of disciplines are engaged in fieldwork.  Turn off your “scientist” sign and include a range of perspectives both in data collection and in analysis.

Customer research is only as powerful as its outcome.  Generating volumes of consumer insights and observations means very little if those insights and observations can’t be readily translated into something tangible, be it a brand platform, an ad campaign, or a new product offering.   While fieldwork can and does yield powerful insights, it means little if we forget that we are in a creative field that works best when a wide range of skills and perspectives come together.  Both in the field and out.

More Truth in Advertising

There is a strong belief out there that the interruption-disruption model in advertising is dying out, thanks to shifting consumer trends in behavior and technology. Because shoppers and consumers are increasingly in control of their media content they can and do simply skip those ads they don’t want to see. Social media has further altered the landscape – people are now creating their own content be it in the form of a testimonial, a simple tweet or a video homage. But it’s important to remember that the interruption-disruption model is not a product of a post-industrial world.  It dates to the earliest civilizations, with merchants calling out to passersby the quality of their goods. Something to keep in mind.

Thus the story goes that marketers and advertisers who want to maintain a meaningful level of engage will need to completely rethink what it is they do. They will need to turn advertising into content.  Not only products and brands need to be sold, so will the means by which we promote them. Advertising will need to be so compelling that people seek it out, promote it and help create it. The new ad model is about creating great content and finding ways to make it part of the larger social and cultural dialogs.

But how true is this model? Is there a fundamental shift that is so dramatic that the old way of doing things no longer has a place? Forgive me, but I’ve heard similar things before – the TV would cease to exist by the year 2000; the invention of Internet would democratize the world and open-source would change the nature of capitalism. When CP+B declared that the model had changed by saying that the “big idea is boss,” they were simply repackaging the big idea. Yes, consumers have gained more control through social media, DVRs, Hulu, etc. They will no doubt continue to change the landscape. But only to a point.

The truth be told, I don’t believe the notion that consumers are or ever will be totally in control of the ads they are exposed to any more than I believe that war will cease to exist because of Twitter. Magazines, online and off, will not stop printing ads.  TV advertisers will not do away with the 30-sceond spot for product placement exclusively.  Not every campaign will need to be guerilla marketing. Yes, the technology changes and the techniques we use to promote on brand over another, but there is no reason to assume the old model will simply vanish.

Again, the interruption-disruption model is not new and though it will change, it isn’t going to vanish.  Advertising is about capturing attention.  It is and always has been about telling a story and getting people to stop, look and listen. Add to that a simple fact that the technology wonks out there seem to overlook: people simply don’t care. They don’t want to exert much energy or time learning about the range of products available to them or the hundreds of outlets in which to buy them.  People are lazy about most things.  They have better things to do with their time than spend 4 hours on CNET.  Yes, there are those that do, but they simple do not make up the majority.

In addition to basic disinterest, people love (and respond to) advertising far more than they’ll ever admit. We are trained to say we dislike advertising, but is it true?  It’s a sociolinguistic construct, just as asking a person how they are doing (something that in truth we don’t much really care about). The fact is that the old model will be modified, but it certainly won’t die.

Trucks, Women and Unexpected Markets

The pickup truck has become an essential part of Western culture.  Even though trucks are needed and valued for their usefulness in farming, ranching and blue collar occupations, decorative additions are often made to trucks and these additions don’t always follow utilitarian functions.  Indeed, many truck owners do precious little in the way of physical labor – spend a few hours driving through the pricier suburbs of Houston and it become quickly clear that the truck is as much a fashion statement as it is a tool.  Perhaps more so.  Rather, pickups help negotiate and present group membership, notions of masculinity and femininity, and associations with class structure.  However, trucks don’t always present a seamless image, nor are the images always interpreted monolithically by those who own and decorate pickup trucks. There are a range of meanings associated with trucks and subcultures within the larger cultural framework.  But what is most important to this discussion is that trucks are far more than they seem.

Truck owners spend a considerable amount of money on customizing their trucks, with 45 percent spending at least $1,000 and 17 percent spending at least $3,000. The most common components customized are wheels and tires (36 percent), audio and video (29 percent), exterior trim (29 percent) and exhaust systems (19 percent). The high value that pickup truck owners place on their trucks and the amount of money that they spend in aftermarket products makes sense when you consider the fact that 64 percent consider their truck as an extension of their personalities.

As an example, when I was doing fieldwork with women who owned trucks, only one of them owned a truck as a function of her occupation.  Some used it as a means of establishing a sense of identity that said to the world, “I’m not a girlie girl.” Some used it as a way of asserting a sense of strength on the highway.  Some used it as a way of maintaining a connection with their past rural (or semi-rural) lives.  The point is that the truck became a symbol, an extension of themselves and utility played a minor role in the underlying reasons they chose it over a car or an SUV.

So why does it matter? It matters because it speaks to the fact that the products we own and use, whether they are thought of by their manufacturers and retailers as utilitarian or extravagances, are reinterpreted and redefined by their owners and that is a huge opportunity for marketers and designers. The truck is a fashion piece. It is a mobile living room.  It is a toy.  It is many things, and those things become apparent from doing deep fieldwork, not through surveys and interviews.  And just as trucks have a range of unexpected meanings, so to do laptops, beer brands, eye glasses, etc.  Regardless of your product or service, understanding people on a deeper level gives you a significant advantage over your competitors. That means getting out there and doing the kind of rich, immersive research that uncovers real insights, not just the low-hanging fruit.

Loyalty and the Global Stage

Loyalty is a very tricky thing to define. Traditionally it is understood as a faithfulness or a devotion to a person, country, cause, group, or brand.  It is anything to which one’s heart can become attached or devoted.  That goes well beyond the transactional elements of a retailer and touches ideas of identity, obsession and even love.  Loyalty can be rewarded, but loyalty usually comes from within, from a story we like to tell ourselves. We’re loyal to sports teams and products (and yes, to people) because being loyal makes us happy.

Businesses seek to become the objects of loyalty, in order to have their customers return. Brand loyalty is a shopper’s preference for a particular brand, be it a retailer or product, and a commitment to repeatedly purchase that brand in the face of other choices. Traditionally, businesses establish loyalty programs which offer rewards to repeat customers, and often allow the business to keep track of their preferences and buying habits.  But is it loyalty?  It could just as easily be understood as opportunism – it is transient and fleeting, driven by a transactional relationship rather than long-term engagement.  Truly loyal customers understand that there’s almost always something better out there, but they’re not so interested in looking.

And it’s wise to remember that loyalty takes on different flavors across the globe. In terms of loyalty programs, there is a wide variety. Hong Kong offers many loyalty programs which include Octopus Rewards, which started as a chip based smartcard for transport and now, the Octopus cards can be used to earn points in certain shops, including McDonald’s and Wellcome supermarket. The idea is that the rewards and loyalty are derived from the shared wellbeing of the group.  Loyalty is about more than an individual and the business, it is about facilitating interactions within the socio-cultural network as a whole.  It is a subtle difference, but important in that it moves the decision process away from simply finding “good deals” to a reflection of one’s place in the social structure, with Octopus Rewards becoming a facilitator of what it means to be a good person.  This is reflected in the historical and cultural underpinnings of China (see The Sociology of Loyalty by James Connor for more detail).

Increasingly, companies complain that loyalty program discount goods to people that are buying their goods anyway, and that the expense of doing these programs rarely pays. Other critics see the lower prices and rewards manipulate customers, providing them short-term gains, but ultimately leading to feelings of resentment. Loyalty programs established in Russia have been less successful than anticipated because they are seen as an intrusion into a person’s life.  To some, participating in a loyalty program funds activities that violate privacy (Doing Business in Russia by Sergey Kolpashchiko).  Again, as with China, history and cultural patterns shape expectations and beliefs about these programs.

So if rewards programs are no guarantee and significant cultural differences shape whether or not a loyalty program will take root, how do you establish real, meaningful, long-term loyalty?  Well, the good news is that there are universals.

As wealth increases and people have more free time to spend shopping experience and interaction with the retail space becomes more important (see The Comfort of Things by Daniel Miller).  Loyalty becomes less about price incentives and more about catering to notions of identity, personal comfort and local identity.  It becomes intertwined with establishing emotional bonds that translate into devotion.  Part of why Heineken has done so well in the global market is that it appeal to a sense of nationalism when appropriate (sponsorship of soccer teams in Latin America).  The reward is being associated with a winning team and the Heineken give-aways that happen at games.  In retail the challenge has largely been overlooked, but the possibilities for establishing long-term relationships rather than short-gain transaction increases are virtually bursting with possibilities.

Loyalty, then, relies on shifting the conversation to achieve a specific paradigm: quality of product, service and experience leads to customer satisfaction, which leads to customer loyalty, which leads to profitability. Marketing and advertising draw upon the positive experiences of those exposed to a truly loyalty-centered business model inspired ventures to attract new customers.

Rewarding loyalty for loyalty’s sake is not an obvious path, but it’s a worthwhile one.  The idea that shifting the focus from paying people for sticking it out so the offering ends up being more attractive to one of deep engagement involves risk, commitment and a well developed strategy. But the payoff moves the business to one of volumes to one of margins. Tell a story that appeals to loyalists, engage them and you win. Treat different customers differently, and reserve your highest level of respect for those that stand by you.  That’s when you will see devotion and brand loyalty that cuts across global borders.

Function and Symbolism: Going Beyond the Obvious Message

To the credit of marketing, advertising, and research people the days of talking about the consumer as the sole focus of shopping activity are essentially gone. We recognize that the shopper and the consumer are not always the same. Indeed, it is often the case that they are not. The focus has shifted to the process that takes place between the first thought a consumer has about purchasing an item, all the way through the selection of that item. While this is a reasonable approach to understanding the people who buy and use a company’s products, it still has one principle flaw. Namely, it focuses on individuals rather than systems of people and the behavioral and cultural drivers behind their actions. The distinction is subtle but important because it assumes the shopping experiences goes well beyond the product itself, which is largely functional, and considers the product (and brand) as a means of facilitating social interaction. In other words, it thinks about shopping as a means of establishing cultural norms, emotional bonds, and identity.

Shopping as a Function
Think of the shopping experience as a continuum of cultural patterns with the shopper moving along the line as influences shape their intent and behavior depending on context, consumer, and people of varying influence falling at different points along the line. The baseline goal may be as simple as getting groceries in the home with the consumers all adding to the shopping list. On the surface, it is a reasonably simple process to understand. We need food to survive and we need to make sure the food we buy reflects the realities of personal tastes within a household. This is the functional side of the shopper experience. First, shopping is viewed as a collection of interdependent parts, with a tendency toward equilibrium. Second, there are functional requirements that must be met in a social unit for its survival (such as procurement of food). Third, phenomena are seen to exist because they serve a function (caloric intake). So shopping is seen in terms of the contribution that the individual shopper makes to the functioning of the whole or the consuming group. Of course, this is part of what we have to market to, but it is only one part of the shopping equation,
The problem is that this approach is unable to account for social change, or for structural contradictions and conflict. It is predicated on the idea that shopping is designed for or directed toward a final result. Shopping, it assumes, is rooted in an inherent purpose or final cause. Buying cookies is more than getting calories into your kids. In fact, it has precious little to do with the kids at all and it is at this point that the shopper begins to move to the other end of the shopping continuum.

Shopping as Part of Something Bigger
Human beings act toward the things they buy on the basis of the meanings they ascribe to those things. These meanings are handled in, and modified through, an interpretative process used by the person in dealing with the things he/she encounters. Shopping, then, can be viewed through the lens of how people create meaning during social interaction, how they present and construct the self (or “identity”), and how they define situations with others. So, back to cookies. The mom buying cookies is rewarding her children, but in doing so she is expressing to herself and the world that she is a good mom, that she is loving, and that she understands her role as a parent.

As another example, imagine a husband who buys all organic vegetables for his vegan wife. He is expressing solidarity, support, recognition of her world view, etc. He may, however, slip a steak into the basket as a personal reward for having been a good husband which he expressed through accommodating her dietary needs. The fundamental question is not whether or not he responds to advertising describing the products, but what are the social and cultural mechanisms under the surface that shape why he makes his choices. What the shopper buys and the consumer shares are individual, rational choices. They are gifts that create an obligation to reciprocate in some way. Through the gift, the givers yield up part of themselves and imbue the product with a certain power that helps maintain the relationship. The gift is therefore not merely a product but also has cultural and social properties. In other words, the shopper and the consumer are doing much more with products than fulfilling the need for which the product was designed. The product becomes a tool for maintaining relationships.

This has implications for where and how we do fieldwork. For example, if we’re interested in, say, how teen and collegiate athletes think about and use sports drinks, we need to think about how teen and collegiate athletes drink in general. What do they do before a night of partying and how can those rituals be used in product development and marketing? How can “pre-gaming” be transitioned from the bar to the locker room?

What that means for a marketer is that when we design a shopping experience, we need to dig deeper than the product. We need to address the underlying social and cultural patterns in people’s lives.

So What?
All of this means that when we are develop a new means by which we target shoppers, we need to remember to speak to both ends of the continuum and remember that shopping is both a functional and a symbolic act. While the argument could be made that there are countless ways to categorize shopping and consumption, for ease of application shoppers and shopping break into two categories. On one end is the purely functional element and on the other is the structural/symbolic element. Shopping for nuts and bolts clearly falls on the functional end, but not necessarily the tools with which they are used. Understanding and talking to both ends of the continuum leads to a broader audience and that leads to increased sales and brand recognition. Which is, when all is said and done, the ultimate goal.

 

It’s Not Just the Products

Shopping habits can be observed in multiple ways: how people react during social interaction, how they present and see themselves, and how they define situations with others. In other words, people need emotional connections to what you sell and how you sell it as much as they need to know about the products in your store. They need to feel a sense of increased social and psychic capital when they enter your store and when they leave it. Apple, after all, sells computers just like everyone else, but they have successfully bridged the gap between customer emotion and product knowledge. Steve Jobs challenged Apple with “changing the world” rather than simply fulfilling a function. It’s hard to deny that Apple has changed the world of how people see computers, tablets and MP3 players, and Apple’s growing market share is a testament to the strategy.

In terms of marketing materials and communication with your customers, creating an emotional connection does not mean using clichés and gimmicky messaging. It means conveying the things your products enable. By the time many customers actually consider locating a retailer, they have spent significant time researching specs, consumer reviews and feature lists. Therefore, it’s important to interact with your customers and ask key questions accordingly – giving them the information they need based on what they already know about the product. Marketing materials that convey how a product or service will fit into their daily lives in a realistic way are far more likely to capture their attention than price listings and technical information.

Keep in mind when creating ads and promotional materials:

  • Incorporate references to how non-tech-savvy people might actually use the phone.
  • Explain benefits in a realistic way.
  • In addition to listing performance and feature information, list at least one direct connection between these things and an activity a consumer might engage in.

Anecdotes vs. Insights: Analysis Matters

Why does a world-class chef eat Spam? Why does a man in his late twenties, making over half a million dollars a year, choose to be “poor” on the weekends? And most important, why does it matter to a business? It is important, quite simply, because understanding the deep, resounding issues, practices, and beliefs of people provides an advantage in an increasingly complex and competitive markets.  Gone are the days of shouting a product’s benefits.  Gone are the days when is was good enough to be clever in an advertising strategy.  Understanding the complexities of behavior and meaning change the way a company talks to its customers. It isn’t enough to know what people do (or say they do), you need to know why.

Ethnography is the buzz in market research these days, but fieldwork isn’t as simple as it might seem. Although ethnographic research is a remarkably powerful tool for marketing if conducted properly, the challenge is in how to uncovering deep, often latent mode practice and meaning, then convert findings that go well beyond surface-level observations or sensational statements into something that can be used to innovate and sell products and services. In other words, it isn’t enough to go out and conduct a good interview. An ethnographer worth his or her weight in salt is one who learns to see beyond the surface and find information and patterns that the untrained eye might overlook.  This isn’t to say that legitimate ethnographers hold the key to some special knowledge or map of the human psyche.  It is to say that legitimate ethnographers have learned through training and experience to see everything as data.  And legitimate business ethnographers have learned to translate that information into something more than interesting information; they’ve learned to translate that information into something useful and applicable to their clients.

In the last few years, ethnography has shifted from a novel and often misunderstood methodology to a do-it-or-die necessity in many marketers’ and product designers’ tool kits. Ethnography has a logical appeal for business clients; market intelligence born from the homes and hearts of customers. It’s an ethnographer’s job to talk to and observe people, as they go about their daily routines, using sociology and anthropology methods for data collection and analysis – giving clients true-to-life, informed insights and a firsthand understanding of their customers. But insights come from more than simply recounting what was seen and heard, they come from having the analytical tools to make sense of the seen/heard and unseen/unheard. In other words, anyone can conduct an interview or note where people store excess toilet paper in their homes, but not everyone can dissect the encounter and identify symbolic, functional and culturally mitigated actions. And this leads back to the first point.

Relying on surface-level impressions leads to short-sighted solutions to marketing problems. If “hipsters” are drinking PBR, it isn’t enough to say the beer is a brand badge – that’s stating the obvious. No, what matters is uncovering the contexts that define “cool,” how the beer fits into general drinking rituals, what it means to be part of a special group, how objects become visual markers for subcultures, and similar deeper issues. If you understand those sorts of things, which emerge from having a solid grounding in the theoretical models of trained social scientists, you have insights that your competitors do not. If you don’t understand those sorts of things, all you have is a collection of anecdotes.
